China Contact Centre AI Visits: Inspect Review Sampling

Contact centre AI quality depends on what gets sampled and reviewed. Examine the cases omitted from the headline score before accepting it as a service measure.

Direct answer. Ask which interactions entered the quality review, which were excluded and who adjudicated disagreements. A high score is difficult to interpret when failed recordings or escalated calls disappear from the denominator.

Request the sampling rule

On a China contact centre AI visit, use anonymized records or a controlled simulation. Do not request recordings containing customer identity, payment details or private conversations. Ask whether the sample is random, risk-selected or chosen for demonstration. Each approach answers a different question.

Separate audio transcription quality from service-policy compliance. A correct transcript does not establish that the customer received the correct remedy. Likewise, an unclear recording may require a human review rather than a confidently assigned low score.

Compare three review buckets

BucketEvidence question
Routine interactionsHow are ordinary cases sampled without cherry-picking?
Escalations and complaintsAre they assessed against the relevant resolution policy?
Unscorable recordingsAre missing or poor-quality inputs reported separately?

Ask two authorized reviewers to explain one disputed example. The purpose is to expose the label policy and adjudication route, not to create a visitor-led staff assessment. Preserve the distinction between a disagreement about facts and a disagreement about how the service policy applies.

The evaluation-method rationale is aligned with NIST AI RMF Core. The sampling buckets are our proposed visit aid; NIST does not prescribe a contact-centre quality rubric.

Define a useful follow-up

Request a redacted report stating the reviewed population, exclusions, disagreement rate definition and final adjudication owner. Review workload matters alongside the automated score: people may still need to listen to the whole call.

Use the production-evidence guide to qualify what you observed, and plan the visit with a service leader able to explain the policy behind the labels.
